Let us measure something together. Open your property’s website and count how much of it exists to persuade somebody to book. Photographs, facilities, location, reviews, a map, a button. Fine.
Now find me one piece of text about what happens after they book.
There isn’t one. And it is not your fault, the whole industry is built this way. All the energy, all the tools, all the articles we have written ourselves about dependency on the OTAs (booking platforms such as Booking and Airbnb) and why people leave without booking, stop at the moment somebody clicks «Book».
Nothing ends there. That is where the part that decides whether they come back begins. And, more to the point, who they come back through.
The booking is not the finish line, it is the start
Think about last year’s occupancy. How many of the people who came had been before? And of those, how many booked through a platform again?
If the answer to the second question is «most of them», you are paying commission on a guest who already knows you. It is like paying an estate agent to introduce you to your neighbour.
And do you know why it happens? Not because the guest prefers the platform. Because the platform spoke to them and you did not. It sent a confirmation, a reminder, directions, a questionnaire, and then, in February, «remember where you stayed last year?». You handed over a key and said «enjoy your stay».
This is not about who is likeable, it is about who was present. The platform spoke to them, you did not.
The four things everybody asks and nobody writes down
Let us get practical, because the first point is won here and it is the cheapest of all.
For one month, keep a note of the calls you take from guests who have not arrived yet. I will bet you find the same four: how do I get there from where I am, where do I park, how do I collect the keys, from what time can I check in.
Those four, written in a message that arrives two days ahead, make the calls disappear. Not half of them. Almost all of them.
And watch the wording, because that is where the difference lies. «We are at 14 Papadiamanti Street» is not a direction, it is an address. A direction is «from the port, right at the first traffic light, three kilometres, you will see a light blue kiosk, we are the next street on the left». Your guest does not know your town. You know it so well that you have forgotten what not knowing it feels like.
And the phone number. Give one that is answered. If nobody picks up at ten in the evening, say so, and say what somebody arriving at eleven should do.
The timing of a message matters as much as its content
Here is where the most common mistake happens, and it is usually made by the people who took the whole thing seriously: they send too many.
Confirmation, welcome, reminder, directions, «we can’t wait», «three days to go», an airport transfer offer, and the guest has already stopped opening them. When the message with the keys arrives it will be the seventh in a row, and it will go unread along with the other six.
Three are enough, and each has a job:
The first, right after booking, confirms and says what will follow and when. One line: «two days before you arrive we will send you the access details». Now the guest knows they do not have to chase you.
The second, two or three days ahead, carries the four practical things.
The third, on the day of arrival, is sent only if something changed. If nothing changed, send nothing. Silence is not indifference, it is respect for their time.
Am I wrong? Think about the last time you travelled yourself. Which message do you remember? The one that solved a problem. You never even saw the rest.
The guidebook that replaces questions, not the one that impresses
Plenty of properties produce a digital guidebook. Good idea, with one condition.
The one that works has five things: the wifi code, how the heating or the air conditioning works, where the bins go and on which day, when and where breakfast is served, and three places to eat nearby that you have no connection with.
That last one is not a detail. The recommendation that does not benefit you is the one that makes you credible about everything else.
The guidebook that does not work has the history of the region, a three-paragraph welcome from the owner, and thirty pages that only a very bored person will open.
One rule: if a page of the guidebook does not answer a question somebody has actually asked you, take it out.
A review is not asked for at the door
Checkout is the worst possible moment to ask for anything. The guest is counting minutes, looking for a passport, arguing with the children about the suitcase.
One or two days later, once they are home and the memory is still warm, is the right moment. And the message asks for one thing. Not a review and a newsletter sign-up and a repeat-booking offer, all at once. One.
There is a detail many people skip: if something went wrong and you know it, do not pretend it did not happen. An «I know the hot water gave you trouble, we fixed it the next day» before you ask for a review changes entirely what gets written. People forgive the problem. They do not forgive being told it never existed.
Next year’s message, and why January is not an answer
We have reached the point where the next booking is won, and where the OTA currently gets there before you.
Two things make the difference.
The first is when. Not when it suits you, but when they started looking. Check your own bookings: how far ahead did each guest book last year? If most of them booked four months out, the message goes five and a half months out, not in January because that is when you have time.
The second is what. Not «we look forward to welcoming you again». That says nothing. Something that has changed since their stay: the bathrooms were refurbished, there is a pool now, you are open in October too, when the area is empty and the weather still holds. The information is the reason to think of you again. The offer, if there is one, is the nudge.
And of course, a direct way to book. If your message sends them back to the platform, you have just paid commission for sending an email.
Here I have to say the unwelcome part, because it comes up often: the details a platform gives you are not a marketing list. They are used for the practical side of that booking, not for next year’s promotion, and most platforms forbid it explicitly in their terms. Your own list is built on your own site, with the guest’s consent, while they are still with you and happy. That is where «if you like, we will send you our opening dates once a year» belongs, not in a tick box on a form nobody read.
What keeps all of this alive after the first month
I will be honest with you, because I see it often: all of the above works for the first month and is then forgotten. Not out of indifference, out of workload.
The day with six arrivals and four departures is precisely the day nobody will remember to send access instructions. Which is why the only version that survives is the automatic one: a system that knows who arrives when and sends the right message on the right day by itself. MS-Property, released on 1 February 2027, will do exactly this, but do not believe me because we built it. Believe it because the alternative is you remembering, every day, for everybody.
The journey that continues
We started by saying your website ends where somebody clicks «Book». You do not need to change the site to fix that. You need to accept that a booking is not the end of a sale, it is the beginning of a relationship that, if you leave it alone, somebody else will maintain on your behalf and charge commission for.
The guest who left happy and never heard from you again did not forget you. It is just that next year they will wonder where they stayed, and open the app that reminds them.
It is also worth reading, alongside this, what your property’s website says today and how more direct bookings actually happen.
If your communication with guests before and after their stay still happens by hand, whenever you find the time, we can show you in a demo how MS-Property sends the right message on the right day by itself, from arrival instructions to the thank-you after check-out. Together we look at what your property sends today, what is missing and where we would start. Send us how many rooms you have and where your bookings come from through the contact form. MS-Property is released on 1 February 2027.
The whole picture: this article covers one part of a larger subject. If you are after the whole of it, from beginning to end, it is in the guide to your property and its bookings.
